AI Customer Support: What to Automate (and What to Keep Human)
SoftiIntel Team · · 7 min read
the short answer
Automate the repetitive, answerable questions — order status, policies, how-tos, account changes — and use AI to triage and summarise everything else for a human. Keep complaints, refunds above a limit and sensitive cases with people. Measure first-response time, resolution rate and customer satisfaction before and after.
Start by sorting your tickets
Export a few hundred recent tickets and group them. In most businesses a handful of topics make up a large share of volume, and many have a clear, documented answer. Those are your automation candidates. The rest are candidates for AI-assisted triage, not full automation.
What to automate
- Where is my order / booking / refund?
- Policy questions: returns, warranty, delivery areas, timings.
- How-to questions answered in your help docs.
- Simple account changes with verification.
What to keep human
- Angry or upset customers and formal complaints.
- Refunds or exceptions above an agreed limit.
- Anything legal, medical, or safety-related.
- Your most valuable accounts, if they prefer a named contact.
Triage: the underrated win
Even when AI shouldn't answer, it can read the ticket, detect urgency and sentiment, tag the topic, pull up the customer's history and draft a reply. Your team starts every ticket with context instead of from zero — which often saves as much time as full automation.
Measuring success
- First-response time (should drop sharply).
- Share of tickets resolved without a human.
- Reopen rate — did the automated answer actually solve it?
- Customer satisfaction on automated vs human conversations.
Next step
A support agent that resolves the repetitive tickets and routes the rest is one of our most common builds — see our AI agents service. Send us a sample of your ticket topics and we'll estimate what's automatable.
